I. Job Overview
The Vice President of Customer Support holds comprehensive responsibility for the strategy, operations, and continuous optimization of the company's customer support ecosystem, encompassing multi-channel service delivery (including telephone, online chat, email, social media, etc.) as well as global and regional support networks. Through the implementation of standardized processes, data-driven methodologies, and automation capabilities, this role aims to enhance customer satisfaction and retention while maximizing service efficiency—all within the framework of cost control—and delivering high-value customer insights to the product and business teams.
II. Key Responsibilities
1️⃣ Strategy & Service Model Support
Develop customer support strategies and service tiers (Self-service / Tier 1 / Tier 2 / Expert Support).
Design an Omnichannel service ecosystem and establish Service Level Agreement (SLA) standards.
Drive the implementation of global and localized service footprints.
2️⃣ Operations & Delivery Management
Oversee the overall operations and delivery quality of the Customer Service Center (Call Center/Help Desk).
Optimize workforce scheduling and capacity planning (WFM) to enhance response speed and resolution efficiency.
Improve First Contact Resolution (FCR) rates and ensure service consistency.
Manage the performance of outsourcing vendors and partners.
3️⃣ Experience & Satisfaction Enhancement
Establish and continuously refine key metrics systems (e.g., CSAT, NPS, CES).
Leverage Voice of Customer (VOC) mechanisms to drive root cause analysis and process improvements.
Reduce complaint rates and ticket re-open rates to boost customer retention.
4️⃣ Data & Intelligent Systems Development
Build and maintain a support data platform and visualization dashboards (covering real-time, weekly, and monthly reporting).
Drive the implementation of knowledge bases, ticketing systems, automation tools, and AI-powered customer support solutions.
Utilize data-driven insights to optimize processes and enhance cost efficiency.
5️⃣ Cross-Functional Collaboration & Business Support
Collaborate with Product, R&D, Sales, and Customer Success teams to establish closed-loop feedback mechanisms for issue resolution.
Translate high-frequency customer issues into product improvements and self-service solutions.
Support service readiness and develop operational SOPs for new product launches.
6️⃣ Quality, Risk, & Compliance
Establish a service Quality Assurance (QA) framework and a training & certification system.
Handle major customer complaints, public opinion monitoring, and crisis management situations.
Ensure data security, privacy, and regulatory compliance (e.g., industry-specific regulations).
7️⃣ Organization & Talent Development
Lead a team of regional heads and customer service managers to cultivate a high-performance culture.
Build a robust talent pipeline and manage succession planning for key leadership positions.
Optimize organizational structure and cost models (covering in-house, outsourced, and hybrid models).
III. Qualifications
Basic Requirements
Bachelor's degree or higher.
20+ years of experience in customer support/service,
with 10+ years of experience managing large teams.
Experience managing multi-regional or global support organizations is preferred.
